PREFACE

The M.B.A curriculum is designed in such a way that student

can grasp maximum knowledge and can get practical exposure
to the corporate world in minimum possible time. Business
schools of today realize the importance of practical knowledge
over the theoretical base. The research report is necessary for the
partial fulfillment of M.B.A. curriculum and it provides an
opportunity to the researcher in understanding the industry with
special emphasis on the development of skills in analyzing and
interpreting practical problems through the application of
Management theories and techniques. It is a new platform of
learning through practical experience, which incorporates survey
and comparative analysis. It gives the learner an opportunity to
relate the theory with the practice, to test the validity and
applicability of his classroom learning against real life business
situations.

Philosophy of Quality

"We shall deliver defect-free products, services and solutions to

meet the requirements of our external and internal customers,

To exist as a market leader in a globally competitive

marketplace, organizations need to adopt and implement a
continuous improvement-based quality policy. One of the key
elements to HCL's success is its never-ending pursuit of superior
quality in all its endeavors.
HCL INFOSYSTEMS believes in the Total Quality
Management philosophy as a means for continuous
improvement, total employee participation in quality
improvement and customer satisfaction. Its concept of quality
addresses people, processes and products.
38 | P a g e

Over the last 32 years, we have adapted to newer and better

Quality standards that helped us effectively tie Quality with
Business Goals, leading to customer and employee satisfaction.

QUALITY AT HCL INFOSYSTEMS LTD

The history of structured quality implementation in HCL Info

systems began in the late 1980s with the focus on improving
quality of its products by using basis QC tools and Failure
Reporting and Corrective Active Systems (FRACAS). We also
employed concurrent engineering practices including design
reviews, and rigorous reliability tests to uncover latent design
defects.

In the early 90s, the focus was not merely on the quality of
products but also the process quality systems. Our
manufacturing unit at NOIDA was certified initially to ISO
9002:1994 by Bureau VERITAS Certification in 1994 and later
on to ISO 9001:1994 in 1997. As of now, all our manufacturing
units are certified by Bureau VERITAS Certification as per ISO
9001:2000 and ISO 14001: 2004
39 | P a g e

In early 1995, a major quality initiative was launched across the

company based on Philip B. Crosby's methodology of QIPM
(Quality Improvement Process Management). This model was
selected to because it considered the need and commitment by
an organization to improve but more importantly, the
individual's need towards better quality in his personal life.

Under our Quality Education System program, we train our

employees on the basic concepts and tools of quality. A number
of improvement projects have been undertaken by our
employees, whereby process deficiencies and bottlenecks are
identified, and Corrective Action Projects (CAPs) are
undertaken. This reduces defect rates and improves cycle times
in various processes, including personal quality.

We have received MAIT's 'Level II recognition for Business

Excellence' for our initiatives in the Information Technology
Industry, adding another commendation to our fold. MAIT's
Level II recognition is based on the 'European Foundation for
Quality Management' (EFQM), for gaining quality leadership
and business competitiveness.

Our certifications / awards in 2003 include ISO 9001-2000 by

Bureau VERITAS Certification for our Info Structure Services
and award of First Prize by ELCINA (Electronic Component
40 | P a g e

Industries Association) for Quality, 2002-03. The ELCINA

award criteria consider two aspects. (1) Enablers (Leadership &
Management commitment, Resource Management, Product
Realization, Measurement Analysis & Improvement) and
Results (Product Quality, Customer / Stake holder satisfaction ,
Business results).

The tryst for continuous quality improvement is never-ending in

HCL Info systems. We always strive to maintain high quality
standards, which help us fulfill our mission to provide world-
class information technology solutions and services, to enable

THE DECISION MAKING PROCESS

Decision makers, who are used to depending on their past
experiences, must make decisions and take actions in the
rapidly changing world we face today. In this turbulent
environment, the ability to successfully view the current
situation through the traditional "good judgment" viewpoint is
weakened through increasing external noise (a multitude of
information sources on multiple topics) and changing.

Buyer behavior - Decision-Making Process

Research suggests that customers go through a five-stage
48 | P a g e

decision-making process in any purchase. This is summarized in

the diagram below:

This model is important for anyone making marketing decisions.

It forces the marketer to consider the whole buying process
rather than just the purchase decision (when it may be too
late for a business to influence the choice!)
The model implies that customers pass through all stages in
every purchase. However, in more routine purchases,
customers often skip or reverse some of the stages.
A customer can obtain information from several sources:
· Personal sources: family, friends, neighbors etc.
· Commercial sources: advertising; salespeople; retailers;
dealers; packaging; point-of-sale displays.
· Public sources: newspapers, radio, television, consumer
49 | P a g e

organizations; specialist magazines.

· Experiential sources: handling, examining, using the
Product Research suggests that customer’s value and respect
personal sources more than commercial sources (the
influence of “word of mouth”). The challenge for the
marketing team is to identify which information sources are
most influential in their target markets.
The final stage is the post-purchase evaluation of the
decision. It is common for customers to experience concerns
after making a purchase decision. This arises from a concept
that is known as “cognitive dissonance”. The customer, having
bought a product, may feel that an alternative would have
been preferable. In these circumstances that customer will
not repurchase immediately, but is likely to switch brands
next time.
To manage the post-purchase stage, it is the job of the
marketing team to persuade the potential customer that the
product will satisfy his or her needs. Then after having made
a purchase, the customer should be encouraged that he or
she has made the right decision.

CUSTOMER RELATIONSHIP
MANAGEMENT (CRM)
50 | P a g e

Customer Relationship Management (CRM) refers to the

methodologies and tools that help businesses manage
customer relationships in an organized way.
CRM is a term that is often referred to in marketing.
However, there is no complete agreement upon a single
definition. This is because CRM can be considered from a
number of perspectives. In summary, the three perspectives
are:
1. CRM from the Information Technology Perspective.
From the technology perspective, companies often buy
into software that will help to achieve their business goals.
For many, CRM is far more than a new software package, the
renaming of traditional customer services, or an IT-based
customer management system to support sales people.
However, IT is vital since it underpins CRM, and has the
payoffs associated with modern technology, such as speed,
ease of use, power and memory, and so on.
2. CRM from the Customer Life Cycle (CLC) Perspective.
The Customer Life Cycle (CLC) has obvious similarities
with the Product Life Cycle (PLC). However, CLC focuses upon
the creation of and delivery of lifetime value to the
customer i.e. looks at the products of services that
customers need throughout their lives. It is marketing
orientated rather than product orientated. Essentially, CLC
is a summary of the key stages in a customer's relationship
51 | P a g e

with an organization.
3. CRM from the Business Strategy Perspective.
The Business Strategy perspective has most in common
with many of the lessons and topics contained on this website,
and indeed within the field of marketing itself. The diagram
below shows the Marketing Teacher Model of CRM and
Business Strategy. Our model contains three key phases -
customer acquisition, customer retention and customer
extension, and three contextual factors - marketing
orientation, value creation and innovative IT.

CRM MODEL

A commonly cited definition of CRM is that of CRM (UK)

Ltd
(2002), as follows:
Customer Relationship Management is the establishment,
52 | P a g e

development, maintenance and optimization of long-term

mutually valuable relationships between consumers and
organizations. The relationship delivers value to customers,
and profits to companies. The relationship is supported (but
not driven) by cutting edge IT. The business strategy is based
upon the recruitment, retention and extension of products,
services, solutions or experiences to customers. This is the
core of CRM.

HCL Info systems led consortium bags country’s largest

PDS order from Madhya Pradesh Government
59 | P a g e

• MP government leapfrogs to become India’s first state set

to deploy food coupon based PDS system to empower the
poor
• Largest TPDS to be deployed on the UIDAI guidelines
• To be one of the Largest ‘Aadhar’ (UID project) roll out in
the country with 50million (approx.) UID numbers
generated
• Over 15million families in MP to benefit from the
deployment

New Delhi 02nd August, 2010

HCL Info systems India’s premier hardware, services and ICT

systems integration and distribution company today announced
the awarding of the contract from the Government of Madhya
Pradesh for the implementing of India’s largest food-coupon
based Targeted Public Distribution Systems (TPDS) in the state.
HCL Infosystems led consortium bagged this order which would
involve setting up an efficient model of food & civil supplies
distribution in the state based on the UIDAI guidelines, for over
10million expected transactions per month at Rs. 10.98 (per
transaction per family) spread over 78 months. While the BPL &
AAY families (10 million approx.) would get access to the
scheme for free, the APL families (8milliion approx.) will be
paying a one-time subsidized registration fee of Rs. 250 only.
The deployment would not only make use of technology to
60 | P a g e

increase efficiency and transparency in the current system with

food coupons distributed to the BPL, AAY and APL families
but also generate 50million (approx.) UID numbers after all the
verification and de-duplication process. These food coupons will
capture all biometric, tax, demographic and personal
information details, enabling authorities to ensure proper
distribution of food rationing and other benefits. HCL Info
systems led consortium with its expertise was found best suited
to deploy this unique solution, after extensive scrutiny, solution
demonstration and evaluation by various committees and other
state agencies.

Speaking on the occasion Mr. J.V Ramamurthy, President &

COO, HCL Info systems said “It gives me immense pleasure to
see HCL Info systems led consortium given this opportunity to
lead the way with India’s first state wide deployment for a
technology led PDS solution. Technology today has an intrinsic
role to play in people’s life and it is encouraging to see the
authorities enabling this change. We really appreciate the vision
of the Government of Madhya Pradesh to become the first state
in India to allow technology intervention in revolutionizing the
PDS which is fraught with issues around efficiency and
transparency. Public Distribution System is vital for sustained
life of the people living below poverty line and this project is a
step in the right direction to make the Public Distribution
61 | P a g e

System more robust and effective, empowering the

underprivileged with systems that are truly people centric”

The foundation of TPDS has been laid to effectively deal with

issues like bogus/duplicate ration cards, food
leakage/manipulation timely informing authorities of any
irregularities. The food coupon based system will ensure the
power is in the hand of the consumer who will be able track and
monitor food grains and other supplies rightfully assigned to
him. This watertight process will help eliminate misuse of
subsidy and any irregularities through analyzing accurate
allocation that is linked to actual utilization and also improve
efficiency of the supply chain through timely reporting of stock
lifting at FPS (Fare Price Shops) and Godowns.

The project to cover the entire state (50 districts and over
20,000+ Fair Price Shops) will be implemented in four phases
over the period of 16-18months. HCL Info systems led
consortium would include Accor Services Pvt. Ltd (EDENRED)
and Virgo Softech Ltd that has already started work in this time
bound state development critical project which would also
generate employment for over 3000 people.

HCL Info systems has been rapidly undergoing a transformation

to become a leading System Integration company in the country,
uniquely poised to take on projects that need customized
solutions. The company had earlier deployed India’s first Smart
62 | P a g e

Card based PDS system in Chandigarh now with this selection

in Madhya Pradesh as a preferred partner clearly makes it the
only company in the country with experience and expertise in
the field to take on citizen centric programs like Aadhar and
PDS.

Ajai Chowdhry: Exclusive Interview

By Peter Guest | Published: 31 May, 2010

“India as a country didn’t do enough branding. You know how

that branding happened? It was Indians
working abroad that created the Indian
brand. Engineers who went out, doctors who
went out, software engineers who went out,
administrators who went out, researchers,
scientists, teachers. These are the people who
actually created brand India”

African countries should learn to harness technology and their

diasporas if they want to replicate India’s success in economic
80 | P a g e

and social development, according to Ajai Chowdhry, chairman

and CEO of HCL Infosystems.

HCL was created in 1976 by six engineers working at a Delhi

calculator company. Armed with $5,000, those six – including
Mr Chowdhry – deployed emerging microprocessor technology
to create India’s first personal computer, around the time that
Apple was doing the same in California – if not a few months
before. Three years later it made its first international foray into
Singapore. Today, HCL is a global technology business with
$5bn in revenues. Mr Chowdhry has become a leading figure in
“India Inc” and an advocate of democratising technology at
home and abroad. This year, he co-chaired the World Economic
Forum on Africa in Dar es Salaam, where he was keen to push
forward his message that African governments and companies
could learn from the experience of India.

“We said, ‘let’s take a microprocessor and change the world,’

you know how young people are, you think that way,” Mr
Chowdhry laughs. “The environment at that stage was not very
conducive to taking risks or starting a company. There was
nothing called a VC. Nothing. A few banks you went to, they
would not lend to you. They wanted full collateral. I think the
same situations exist in Africa today.”

Although he is keen to stress the parallels between many African

markets and India, Mr Chowdhry admits that his own country, at
81 | P a g e

the stage when he was launching HCL, benefited from the

strength of its education system.

“In earlier days we used to think that our education system was
more of rote learning, but having lived it for so many years,
we’ve clearly realised that we didn’t understand the value of that
education,” he says. “The biggest thing that’s now happened
around education in India is that education has become a
fundamental right… good engineering institutes and colleges
have created people which have then gone out and done well in
the world,” he says.

Despite his pride in trumping Apple, Mr Chowdhry speaks like

an engineer rooted in the Silicon Valley tradition. Part professor,
part enthusiastic advocate of the transformative power of
technology, his vernacular is shot through with aphorisms and
coinages that would not be out of place in US management
seminars. “I think at the end of the day, the only capital that you
really have when you start is human capital,” he says.

The company’s interest in Africa, however, is not merely

rhetorical. HCL won a significant contract from the Indian
government to implement its “Pan-Africa” project, a huge
networking project encompassing eGovernment, telemedicine
and online education across the whole of Africa. “In that project
we’ve put up video conferencing facilities for all heads of state –
53 heads of state in Africa – so that they can talk to each other
82 | P a g e

over videoconferencing; connected hospitals and colleges out of

India to hospitals and colleges in Africa, into even health centres
in Africa,” Mr Chowdhry says. “That gave us a lot of learning,
and also got us into 53 countries where we were going in and
implementing. Big challenge, but we managed the project. It’s
pretty much done.”

FINDINGS & LIMITATIONS

Every project has some limitations even the researcher came

across some limitations while working on the project which
made the analysis a little inappropriate at times. Some of the
basic limitations faced during the research are listed below:
Only limited number of government organization and banks
where it has been found 15 players was covered in the study.
· Most of the research was based on cold calls.
· There was a bias on the part of the respondents.
· The research is based on Varanasi market.
· At the time of research several time most of the
Administrative officers were not present in their
83 | P a g e

departments.
· At the time of research most of the people did not sincerely
respond to the researcher.

SUGGESTION AND
RECOMMENDAATION

· HCL is having large number of channel partners but it is

not supporting & taking care all of them equally which
results in increasing discontentment among new channel
partners because its not possible for company to support
all of them equally. Company should take some positive
action against it.
· Company executive should pay proper attention towards
checking of various components of PC and telecom
before end user delivery. Otherwise it tends towards
84 | P a g e

defame of brand name in comparison to rivals.

· Need to expend customer care center as the consumer
base of HCL Infosystems is increasing with tremendously
fast pace.
· Proper attention should be paid for advertisement
planning otherwise it may lead to problem for dealer
and customer as well as for company.
· Company should tie up with some event management
company to organize various promotional activities like
canopy, Carnival.

CONCLUSION

The study was very fruitful, it yielded the desired result, helped me
understand the likings of people towards laptops. The study also yielded
what are the factors that people are looking forward in the case of
purchasing new laptops.
99 | P a g e

It also helped us to know that what percent of people attract towards

which brands of laptops and what are the priorities that people consider
before purchasing laptops.

By the help of this survey we also came to know that maximum number
of people prefer to purchase laptop of Compaq and many also prefer to
purchase that of Dell, Lenovo, Sony.

And we also came to know that market share of HCL laptops are
comparatively less but the people who are using Hcl laptops are satisfied
with their laptops and also with the after sales service.

The processors that are liked by the customers are normally that of new
technologies like i3, i5, core 2 duo etc.

By this research we can also conclude that the problem that occurs
maximum number of time is that of :
• Low battery backup
• Poor sound
• Display quality
• After sale service

Finally by this we came to a conclusion that now people are aware about
laptops and demand and sales of laptops has increased a lot from prior
time .but still the priorities given by the people to purchase a new laptop
is on the basis of price.
